Tracking Customer Behaviour using Google Analytics
What was required?
Leading up to the 2014 Festival, Enta Australasia has been working with Sydney Festival to enable them to better understand and interrogate their data. There have been a number of projects to highlight customer behaviour and to find ways of understanding the interaction of those customers with the Festival.
Sydney Festival has been using the enta Ticketing & CRM solution to successfully gain a better understanding of their customers' behaviour, through data segregation and the use of an intelligent Multi-buys they have been able to provide opportunities for their customers to have a meaningful relationship with the Festival. There was however, still a need to further develop this understanding of the customer journey, particularly what happened on the website before customers made a purchase.
To assist in this they engaged Ian Lyons as a Digital Consultant who has been working with the Sydney Festival for the past couple of years to work with the Enta Australasia team to enable Sydney Festival to gain a broader perspective. Ian and the Enta Australasia team worked together to examine the customer journey in the digital space.
Ian wanted to be able to visualise the customer experience of buying a ticket through the Sydney Festival website - "Imagine your real-world store had 1,000 people walk through the doors every week - but only a few complete a purchase. Now imagine nobody doing anything to improve the situation because they're not aware it's happening. What if we not only tracked the most important customer behaviours but also made that information easily available in real-time to everyone in the organisation - how would that improve the customer experience and bottom line?"
How was it achieved?
When asked about why this analysis was important to Sydney Festival Ian says "For the past 4 years, I've been frustrated at just how hard (and expensive) it is to get a solid analytics foundation upon which to build - basically everything on top of. In 2014 Sydney Festival was able to track sales revenue in enta to the marketing activities that triggered it - this allowed marketing to see the results of their efforts in real time, translating marketing spend to income; which techniques were the most effective and delivered the most value. The Festival was able to look at the customers transactional data within the enta CRM and analyse this through the use of marketing lists and reports to track and measure the marketing campaigns against sales figures. This changes everything - opinions get set aside for actual behaviour that drives revenue."
In addition to utilising the data drawn from the enta Ticketing and CRM solution, Ian utilised several new technologies from Google to enable this: Tag Manager, Universal Analytics, data layer and real time events. Most people are just learning about these as many are just coming out of private beta. We've actually implemented them at the festival and have real world experience.
During the 2014 Festival, Ian was able to test a number of these technologies particularly Google Tag Manager to enable Sydney Festival to obtain a visual representation of the customer behaviour when visiting the website.
Outcome and Results
As a result of the testing, Sydney Festival were able to see a visualisation of all visitors across the web site, mobile, blog and ticketing system. All of this sits on top of Google Tag Manager and hasn't required changes to any of the back end systems - apart from the Google Tag Manager code itself. Enta Australasia was able to assist Sydney Festival with the easy implementation of the tools to the enta Ticketing and CRM solution.
During the 2014 Festival as part of the test environment an image of the website traffic was projected into the office, using Inside.tm technology. And although it was not used extensively to visualise the 2014 Festival the potential for use has been proven.
The testing of the Inside.tm technology enabled Sydney Festival to understand the potential of using such a tool to create visual analysis of their customer journeys. Customers representation can change based on their previous purchase history, if they were local or visiting or were new users. It will also be possible to drill into each genre area of the website to gain precise details of each area specifically as behaviours differed based on genre. The web journey and purchase path through Sydney Festivals website, including their transactional behaviour could now be visualised and linked back to the enta database.
The introduction of this will enhance the ability of Sydney Festival to perform analysis. Each customer journey may be examined by highlighting that person and a snapshot of their journey will be shown.
